This week’s customer intelligence developments show why connected signals, human judgment, and accountability now matter more than dashboards. AI can accelerate insight, but fragmented customer context still prevents organizations from making consistently better experience decisions.

This week, fragmentation is coming back into the conversation as pressure to create a connected, decision-ready view of the customer increases. 

CX organizations that rely on behavioural signals, feedback, operational data, research, and user-generated content into a broader intelligence layer are considered leaders during this week. 

CX Today spoke with Jochem van der Veer, CEO of TheyDo, earlier this week about how AI cannot compensate for fragmented context.

“Most enterprises don’t necessarily have an AI quality problem," he notes. 

"The models are pretty good. But they have a decision-making problem.”

Conversational AI is also becoming the interface through which employees and customers access that intelligence to compare evidence and receive recommendations in natural language.  

However, the standard for insight tools continues to rise as answers must be grounded in current, governed data, with clear evidence and traceability behind recommendations. Faster answers do not automatically make for better decisions. 

Brands must now understand not only what customers do on their own properties, but how they appear in AI-generated answers, what evidence consumers use to validate those answers, and where confidence breaks down. 

Human judgement also continues to be a powerful factor, as new research reveals that 76% of shoppers want customer photos or videos and 75% want written reviews before trusting an unfamiliar brand recommended by AI.  

As Kiri Masters, retail analyst and podcast host of the Retail Breakfast Club, discussed with CX Today, customer hesitation is growing in alignment with AI hallucinations. 

“AI might be making the introduction, but the brand still has to earn the trust at the end of the day,” she said. 

The competitive advantage will come from connecting the right signals, making recommendations explainable, and ensuring that automated insight still leads to consistently better outcomes. 

Salesforce Agrees to Acquire Listen Labs

After weeks of speculation, Salesforce’s confirmed acquisition of Listen Labs signals that customer research is becoming a more embedded part of the enterprise customer-data and action stack.  

The announcement follow the AI startup's decision to scrap a planned $1.5BN Menlo Ventures funding round to reinforce its position in enterprise voice and agentic AI. 

Rather than adding another feedback tool, this acquisition points toward faster customer discovery for Salesforce feeding directly into every customer journey decision point. 

Aman Naimat, President of AI Labs at Salesforce, explained how this will enable Salesforce to enhance decision-making in CX.

“Listen Labs has reimagined customer experience, market research, and customer simulation with AI agents that can conduct meaningful research and uncover context behind customer and user feedback,” he said.  

“We look forward to expanding access to these agentic capabilities through Salesforce, helping more companies and governments make faster, better-informed decisions that deliver exceptional customer experiences.”

It is also an opportunity to connect what customers say in interviews and research with CRM records, behavioural data, and outcomes.  

CX leaders should ask how qualitative insight will be governed, validated, and made actionable instead of being summarised solely by AI. 

Quantum Metrics Launches VoC Platform

Quantum Metric has launched a Voice of Customer platform designed to unite direct customer feedback with digital behavioural analytics in one system. 

This proposition addresses the long-standing insight gap that surveys and reviews can reveal what customers actually feel in the journey.  

Combined, those signals can make it easier to investigate the cause of dissatisfaction, abandonment or low conversion. 

This is part of the industry's move toward broader customer-intelligence platforms with connected VoC and product-analytics tools.  

End-user organizations will be looking at available platforms and judge whether teams can successfully link feedback to a specific journey, segment and outcome.  

Zoom Brings Meeting Intelligence to Muse

Zoom has integrated its meeting intelligence with Meta’s Muse via the Zoom MCP server, letting users search Zoom Meetings and My Notes without leaving Muse.  

This integration enables teams to retrieve summaries and key takeaways, schedule meetings, and act on follow-ups to turn meeting content into an accessible, conversational source of operational intelligence.  

For small businesses, this integration could reduce time spent searching recordings and notes, while helping advisors retain client context, agents follow up after viewings, and agencies track agreed actions or deadline changes. 

Today customer conversation data is increasingly valuable beyond the meeting itself. 

For CX leaders, there is an opportunity to connect that context to follow-up workflows while ensuring permissions, accuracy, and human oversight when AI drafts interactions. 

As AI makes insight easier to access and act on this week, CX leaders must ensure speed does not come at the expense of accuracy, governance, or customer trust.  

The organizations best placed to benefit will be those that connect customer evidence across the journey, preserve transparency around how recommendations are made, and keep people accountable for the decisions that affect customers.
